Unfair AZ claim Customer can't withdraw it

I buy shipping through Amazon page to be covered, order lost by Royal mail (absolutely out of my control)
Appeal rejected by AZ claim team even stated in Amazon rules: ''Purchasing labels with Amazon Buy Shipping provides benefits like account health protection, claims protection on late deliveries and more.''
Customer wanted to withdraw the claim, but she can not find the option (she wrote that it won't let her)
Can someone please help? I do not have problem refund the customer or send a replacement, but customer did not explain the situation and opened the AZ claim instead
